Great takeaway: it's better to be direct and err on side of being firm, than to dance around the subject and try to manage their possible reaction and end up not really even having that difficult conversation. Very very valuable. In the end yes, we should say it with love. Still, it's so so so difficult to hit that correct balance. It's not what you say, but how you say it and I often screw that up.

The point about not dancing around the topic and just getting into it is important for me. I just want to put it off until it goes away but it always comes back as people won't stop their behaviour. I'm going to try to have these conversations with 3 of my repeat offenders who get complaints. I'm going to apply the notion that I'm trying to make people better, get them to reflect on their actions. The 'next steps' seems challenging so I have to include that. I can't have you saying x to the client as they're taking offence. I need you to address them respectfully and consider their disabilities so they feel safe. I need you to be composed at the front desk as people are seeking help and can sense your stress which adds to their own concerns.

Loved the video! Right now I'm struggling with someone who I need to have a hard conversation with but who has refused to have one by video or phone and is asking for it by email because she thinks it'll be easier on her. But I'm worried about using email for a hard conversation for the same reasons you spell out, and that it wouldn't really be helpful to either of us. Not sure what to do when you can't actually start the conversation in the first place...
