Thanks a lot for this great explanation, I moved from Telco Managed services to pure IT industry.

We were using vendor proprietary tools, which were somewhat similar. After watching this video I can map things in my mind one to one.

it was easier to understand this Video than the training provided at my company.
the one thin I do have a question, is how do I hide Resolve tickets?
How do I prevent them to still show in my queue after completion, and still see (New, Open, in Progress, on Hold).

Jesus, I've been failing my interviews not knowing that I am already using something like it in my current job. So it provides KB, it allows you to file a ticket for bugs and incidents and it also allows you to set priority to the case. Does the company provide a prebuilt version of their own or is it for ready general use?
